Powerful voice, text and image search capabilities mean that when customers want something, the information is always instantly available. Voice self-service and\u00a0Natural Language Processing\u00a0allow customers to make changes to their accounts or find answers to queries without ever speaking to an agent. But with all this exciting technology, do customers actually prefer to self-serve?<\/p>\n<p>According to\u00a0Gartner<sup><span class=\"superscript\"><sub>\u00ae<\/sub><\/span><\/sup>,\u00a0<b>\u201cby 2023 customers will prefer to use speech interfaces to initiate 70% of self-service customer interactions\u201d<\/b>.<sup><span class=\"superscript\">[1]<\/span><\/sup>\u00a0Content Guru research shows that customers are divided on whether they would prefer to speak to a customer service agent or self-serve. Digging deeper into the data however, there is a divide between simple interactions and more complex ones.<\/p>\n                    <\/div>\n                            <\/div>\n            <\/div>\n<\/div>\n\n    \n    <\/section>\n\n\n\n\n\n    <section class=\"block-columns toast-block no-margin padding-both has-bg\" style=\"background-color:;\"> \n\n        \n\n\n<div class=\"columns-area\">\n    <div class=\"container\">\n                                <div class=\"main-column-grid grid\" style=\"grid-template-columns:repeat(1, 1fr)\">\n                                    <div class=\"col \">\n                        <h2><b>Simple interactions and voice self-service<\/b><\/h2>\n<p>For simple interactions such as finding out the weather forecast, <strong>63.2% of those surveyed said that they would rather search online<\/strong> as opposed to <strong>35.1% that would rather use voice queries.<\/strong><sup>[2]<\/sup> We all recognize, \u201cAlexa, what is the weather like today?\u201d or, \u201cHey Siri, what time is the next train to Leeds?\u201d. These quick searches make up the majority of customers\u2019 interactions with organizations. Be it booking an appointment solely through interacting with an IVR, searching across Google using text and voice, or getting answers from a chatbot on the web, self-service reigns dominant for simple interactions.<\/p>\n<p>&nbsp;<\/p>\n<p><img loading=\"lazy\" decoding=\"async\" class=\"size-large wp-image-1475 aligncenter\" src=\"https:\/\/www.contentguru.com\/ja-jp\/wp-content\/uploads\/sites\/13\/2025\/02\/Generic-1-1024x576.jpg\" alt=\"\" width=\"1024\" height=\"576\" srcset=\"https:\/\/www.contentguru.com\/ja-jp\/wp-content\/uploads\/sites\/13\/2025\/02\/Generic-1-1024x576.jpg 1024w, https:\/\/www.contentguru.com\/ja-jp\/wp-content\/uploads\/sites\/13\/2025\/02\/Generic-1-300x169.jpg 300w, https:\/\/www.contentguru.com\/ja-jp\/wp-content\/uploads\/sites\/13\/2025\/02\/Generic-1-768x432.jpg 768w, https:\/\/www.contentguru.com\/ja-jp\/wp-content\/uploads\/sites\/13\/2025\/02\/Generic-1-1536x864.jpg 1536w, https:\/\/www.contentguru.com\/ja-jp\/wp-content\/uploads\/sites\/13\/2025\/02\/Generic-1-2048x1152.jpg 2048w\" sizes=\"auto, (max-width: 1024px) 100vw, 1024px\" \/><\/p>\n<p>&nbsp;<\/p>\n<h2>Complex interactions and voice<\/h2>\n<p>With more complex interactions, it is a different story. Voice remains the most popular channel for addressing issues with multiple points, making complaints, or for situations with strong emotions or high stakes outcomes. In the survey,<strong> 62.3% of people said that they would rather complain to an organization on the phone<\/strong>, as opposed to 24.6% on email, and 11.5% on web chat.<\/p>\n                    <\/div>\n                            <\/div>\n            <\/div>\n<\/div>\n\n    \n    <\/section>\n\n\n\n\n\n    <section class=\"block-columns toast-block no-margin padding-top has-bg\" style=\"background-color:#ddf3fc;\"> \n\n        \n\n\n<div class=\"columns-area\">\n    <div class=\"container\">\n                                <div class=\"main-column-grid grid\" style=\"grid-template-columns:repeat(1, 1fr)\">\n                                    <div class=\"col \">\n                        <h2><b>The new role of voice in the contact center<\/b><\/h2>\n<p>As technology continues to evolve, contact centers need to be aware that customers are in a time of flux and shifting expectations. Voice is not only still extremely convenient, but is developing a new role \u2013 from the channel that was the most popular purely because it was the only one available, to one that has high priority uses.
